The dissertation looks at the importance of service quality (SQ) management for retail banks offering a critical assessment of the way service quality is managed in Halifax. The review of literature touches on SQ definitions, the relationship between SQ and company performance, the role of SQ in developing of long-term relationships with customers, the features of relationship marketing, etc. The research is based on the interpretative philosophical approach using inductive reasoning, and triangulating analysis of secondary data and primary data obtained through observation and interviews. Utilising popular strategic and business analysis techniques, this document presents a comprehensive study of HBOS Plc, one of the leading providers of banking and financial services in the UK and overseas. Firstly, the PESTLE framework is used to examine the external business environment and its impact on the company. The current nature of the financial services industry is then investigated with the aid of Porter's five forces analysis. Finally a SWOT analysis builds on these findings to provide an overview of the company's strengths and weaknesses relative to internal and external factors. This dissertation examined the concept of perceived service quality in the banking sector, focusing on actual levels of service quality for the Halifax bank. The dissertation had three main objectives: (1) to gain a better understanding of the concept of service quality and associated literature, including that on customer satisfaction, customer loyalty and relationship marketing; (2) to development an amended instrument of perceived service quality that could be applied to a banking environment, differentiating between overall service quality, and that within a branch, telephone and Internet-based context; and (3) to measure levels of perceived service quality at the Halifax bank across these contexts.
